SATISFACTION ET QUALITÉ PERÇUE
La satisfaction est un concept clé qui lie le marketing au management de la
qualité. La satisfaction des consommateurs est d’ailleurs souvent confondue,
dans la littérature et dans les milieux professionnels, avec le concept de qualité
perçue. «La qualité perçue est un jugement évaluatif global vis-à-vis d'un
produit ou d'un service portant sur la supériorité relative de ce dernier ou, plus
exactement, une évaluation relative à l'excellence du produit ou service»
(Oliver, 1997). Bien que ces deux concepts soient liés entre eux, les différences
que l'on retrouve entre les concepts de satisfaction et de qualité perçue sont
multiples.
Tout d'abord, la qualité perçue résulte nécessairement d'attributs ou de
dimensions relatifs à la qualité (par ex. la cuisson et préparation des mets ou la
fraîcheur des ingrédients utilisés pour un dîner au restaurant) alors que la
satisfaction peut également résulter d'attributs ou de dimensions non liés à la
qualité (par ex. la "vue" que l'on a depuis le restaurant, l'ambiance).
Ensuite, la qualité perçue est jugée par rapport à un standard d'excellence, ce qui
n'est pas nécessairement le cas de la satisfaction; celle-ci peut également être
basée sur d'autres types de standards, tels que des normes et attentes (liés ou non
à la qualité). De ce fait, l'on pourra être satisfait d'un produit ou service de faible
qualité s'il rencontre ou dépasse les attentes (ou autre standard) que l'on avait à
son égard. Et, inversement, l'on pourra être insatisfait d'un produit ou service de
haute qualité (ex. la qualité des mets servis dans un restaurant est parfaite mais
ces derniers n'étaient pas ceux que l'on souhaitait déguster). De plus, la
satisfaction est considérée comme une réponse duale - affective et cognitive -
alors que le jugement de qualité est simplement cognitif.
L'étude de Oliver (1994) montre, par exemple, que les variables relatives aux
réactions affectives positives et négatives n'expliquent pas le jugement de
qualité. En outre, ce type de jugement ne requiert pas nécessairement,
contrairement au jugement de satisfaction, une expérience avec le produit ou
service. Par exemple, on peut estimer que le Hilton est de très haute qualité, sans
pour autant jamais y avoir logé. ou y être entré. Par contre, il faut avoir eu une
expérience de consommation/achat avec le Hilton pour pouvoir définir si l'on en
est satisfait ou non.
Enfin. la satisfaction décrit l'état psychologique d'un individu (c.-à-d. qu'elle est
propre à un individu: "je suis ou ne suis pas satisfait") alors que la qualité est
propre au produit ou service. ou du moins à la perception que le consommateur
en a (le produit/service est ou n'est pas perçu comme étant de bonne qualité)
(Oliver, 1993; Oliver, 1997; Rust et Oliver 1994: Taylor et Baker, 1994; cf.
Tableau 1).
